Agent: queues, ring strategies, overflow, whisper and barge, sized for a practice

In short: ZentryVoice Agent is contact-center call handling sized for a practice: queues with hold music and position, ring strategies that decide which extensions ring and in what order, overflow to another team or voicemail, supervisor whisper and barge, and an automatic text-back to patients whose calls were missed so the call is recovered, not lost.

What Agent is

ZentryVoice Agent is the call-handling layer that decides what happens when a patient calls and the front desk is busy. It includes call queues (callers wait with music and a position rather than a busy tone), ring strategies (which extensions ring, in what order, for how long), overflow rules (where a call goes when nobody answers), supervisor tools (whisper to coach an agent privately, barge to join the call) and missed-call recovery (an automatic text from the practice number and a callback queue). It is included with every seat.

Most practices do not need a contact center; they need the three minutes at 8:05 AM handled well. Agent is the contact-center feature set with the practice-sized defaults: a “New patient” queue that is prioritized, a “Billing question” queue that is not, and a rule that a caller who gives up gets a text within seconds.

Agent states are visible to the whole team: On a call with a timer, Available, Wrap-up. The live dashboard shows the queue (how many waiting, longest wait) next to the agents, so an office manager can see pressure building before a patient hangs up.

How a call moves through Agent

Here is the 8:05 AM scenario: a new patient calls while both front-desk lines are busy.

  1. 1The inbound route matches the numberEach practice number has an inbound route on the CloudUCM. The main line’s route sends calls to the Front desk ring group during business hours and to the after-hours IVR outside them.
  2. 2The ring strategy firesRing all, ring in order (101 then 102), round-robin, or skills-based (Spanish-speaking agents first). Each step has a ring time before moving on.
  3. 3The queue holds the callerIf nobody answers, the caller hears hold music and their position. Queues can be prioritized, so a new-patient call moves ahead of a routine one.
  4. 4Overflow appliesAfter the wait threshold, the call overflows to another queue, a manager’s extension, voicemail, or an automatic text-back offering a callback.
  5. 5Missed-call recoveryIf the caller hangs up, the practice number texts them (“We’ll call you back in 5 min”) and the call enters the callback queue. When the patient books, the call is tagged Recovered.
  6. 6Supervisor whisper and bargeA manager can listen, whisper to the agent without the patient hearing, or barge in and join the call. Each action is written to the audit log.

What makes it different from hunt groups on a desk-phone system

A traditional small PBX offers hunt groups: ring these phones, then voicemail. The difference shows up in the call log the next morning.

Compliance notes

Two things in Agent touch regulation. The first is the automatic text-back. Because it is an automated business text, it falls under the Telephone Consumer Protection Act (TCPA) and the CTIA Messaging Principles, which expect consent and an easy opt-out. A caller who has just dialed the practice has initiated the contact, but you should still keep the text to the minimum necessary (“We missed you, we’ll call back in 5 minutes”), send it from your 10DLC-registered practice number and honor STOP. HIPAA SMS handles the registration and opt-out logic.

The second is monitoring. Whisper, barge and recording are supervision tools that touch PHI in voice form. Under the HIPAA Security Rule (45 CFR 164.312), ZentryVoice records each supervisor action in the immutable audit log, encrypts recordings at rest (AES-256) and lets you set recording policy per line, including turning it off for privacy-sensitive rooms. Some states require two-party consent for recording; announce recording in the greeting where your state requires it.

Set the recording policy per line before enabling barge. Telehealth and consultation rooms are usually configured with recording off and DND schedules.

Pricing and plan facts

Queues, ring strategies, overflow, whisper, barge and the callback queue are included in every $20 per user per month seat. Automatic text-back requires the HIPAA SMS add-on at $15 per practice per month, because the text goes out from your 10DLC-registered practice number. Month-to-month, 30-day trial.

Frequently asked questions

What is a call queue?

A call queue holds callers in order with hold music and a position announcement when every agent is busy, instead of giving a busy signal or sending them to voicemail. ZentryVoice queues can be prioritized, for example new-patient calls ahead of billing questions.

What is a ring strategy?

A ring strategy is the rule for which extensions ring and in what order: all at once, in sequence, round-robin, or by skill. Each step has a ring time before the call moves on or overflows.

What does whisper and barge mean in a phone system?

Whisper lets a supervisor speak to an agent during a call without the caller hearing; barge lets the supervisor join the call as a third party. Both are logged in ZentryVoice’s audit trail.

How do I stop missing calls at my medical or dental office?

Use a queue so callers wait instead of hearing busy, set overflow rules so unanswered calls go somewhere useful, and turn on automatic text-back so anyone who hangs up gets a text from the practice number and enters a callback queue.

What is an automatic text-back for missed calls?

When a call is missed, the system immediately texts the caller from the practice number offering a callback, and the call appears in a callback queue until a staff member closes it. ZentryVoice tags the call Recovered when the patient books.

Is call recording legal in my state?

Federal law permits one-party consent, but several states require all parties to consent. ZentryVoice lets you set recording per line and announce it in the greeting; check your state’s rule before enabling.

Does a small practice need a contact center?

Most need contact-center routing, not a contact center. Queues, overflow and text-back handle the busy ten minutes each morning without extra staff or a separate product.
